ISO 18295 implementation: channel, service and responsibilities
Separate the contact centre’s work from the commissioning organisation’s duties.
Decision and conditional example
A hypothetical outsourced centre serving several clients defines service boundaries, channels, information updates and escalation for each. If written channels are included, call statistics alone do not represent the whole scope. Incorrect information supplied by a client and an agent’s implementation error have different causes. Establish service requirements and useful performance measures, then test them against sample contacts. For independent assessment, specify the relevant part of the standard, scheme, issuer and accepted scope in writing. Do not purchase an unspecified certificate package that combines both parties’ responsibilities without explanation.
Evidence linked to this purpose
- Client service and channel boundaries
- Information update and escalation
- Standard part and assessment scheme
Standard and authority boundaries
ISO 18295-1:2017 addresses the contact centre’s service requirements; ISO 18295-2:2017 addresses the organisation commissioning those services. Internal or outsourced, inbound or outbound, voice and non-voice channels are considered according to scope. A particular commercial certification scheme or a provider’s accreditation is not assumed here and must be confirmed separately.
Kayra’s role and the independent decision
Kayra can support scope review, implementation and document preparation, or coordinate an independent assessment within the agreed service. ISO publishes standards and does not certify organisations. Verify the chosen body’s current standard edition, activity coverage and any claimed accreditation. Client-specific consultancy, audit and the impartial certification decision are separate responsibilities. Preparation does not guarantee approval, legal compliance or authority to certify a newly published edition.
