ISO 18295: Contact Centres, Client Organisations and Multiple Channels
Operating a contact centre and buying its services create different responsibilities. Channels, customer groups, outsourcing and performance definitions help identify the appropriate part of the standard.

Is ISO 18295 relevant if we do not operate the contact centre ourselves?
Yes. The client organisation's role is addressed separately. ISO 18295-1 concerns contact centre service requirements, while ISO 18295-2 addresses organisations using those centres. Define which party manages each service. Assessment of the centre does not automatically assess the information and customer commitments supplied by its client.
Can chat and email be included, or is assessment limited to telephone services?
Contact centres can cover voice and written channels. Define each channel's hours, response expectations, identity checks and records. A telephone indicator may not suit email or messaging in the same form. Pay particular attention to case continuity and access to prior information when customers switch channels.
Is one performance report sufficient when the centre serves several brands?
An overall report may show capacity, but contracts, product knowledge and service objectives can differ. Keep significant differences visible by brand or service. Strong results for one customer should not conceal weaknesses for another through averaging. Scope, staff competence and access permissions should reflect those distinctions.
Does shortening call duration always improve quality?
A shorter call does not by itself show resolution. Consider repeat contact, incorrect information, transfers and solution quality together. Targets that push staff to end conversations prematurely may harm customer experience. Explain the purpose and balance of measures rather than declaring success from one speed indicator.
What preparation is needed before a new product campaign?
Update the knowledge base, authority limits, expected demand, shift capacity and escalation routes for difficult questions. Practical examples can check representative understanding. Trial runs may help where incorrect advice would have significant effects. Compare major service changes with the current assessment agreement and plan.
Can conversations containing customer data be retained indefinitely for quality purposes?
Determine purpose, access, retention and customer information requirements under applicable data protection rules. Quality assessment does not justify keeping every item indefinitely. Reduce unnecessary personal information where feasible. Contracts with external centres should clarify sharing responsibilities and deletion or return of recordings.
Share the subject, organisation or product, target market, current evidence and target date. The team can then separate consultancy, official fees, independent evaluation and realistic timing.
